How to stop an AI support bot from making things up

The short answer
An AI support bot makes things up when it answers from general knowledge instead of your content. Six controls prevent most of it: ground every answer in your own articles, refuse when they don't cover the question, show the sources, never let the bot promise money or deadlines, keep a human path in view, and read real conversations. Test any bot with ten trap questions before launch.
Why support bots make things up
A language model is built to produce a plausible reply. If you ask about a refund window it has never seen, the most plausible reply is a refund window. In a support setting a confident wrong answer is worse than none: a customer acts on it, and later you have to explain that your bot misspoke. The fix isn't a smarter model. It's limiting what the model is allowed to say.
Six controls
1. Ground every answer in content you control
Give the model your published help articles as the only reference, and tell it to answer only from them. Relay's bot works this way, and treats article text as data to read, not instructions to follow, so an article (or a pasted message) can't redirect it.
2. Make "I don't know" the default
The instruction that matters most is what to do when the articles don't cover the question. Relay's AI replies with a handoff marker, and the customer is taken to a person. It never substitutes a loosely related excerpt for an answer.
3. Keep answers short
Long answers give a model more room to drift. Relay limits answers to about 120 words and links the articles for detail.
4. Show the sources
Cited articles let the customer, and you, check the answer. When the answer came from articles matched by keyword search, Relay shows them as cards under it.
5. Take money, deadlines and promises off the table
Relay's bot never promises refunds, discounts or timelines, and messages about refunds, double charges or cancelling go straight to a person. A bot that says "you'll have it by Friday" has made a commitment on your behalf.
6. Read the conversations
Controls reduce errors; reading finds the rest. Every bot conversation is in your inbox. Skim them weekly, fix the article behind any wrong answer, and note which questions the bot hands off most often: those are articles you haven't written yet.

- Why do AI chatbots hallucinate?
- They generate the most plausible reply, and without a limit on what they may say, that can be an invented fact. Grounding answers in your own articles, and handing off when they don't cover the question, reduces this a lot but cannot remove it entirely.
